The ticket reads: "Bosch, the big one in the plant room, error on the screen, please send someone." From that sentence, someone on your desk now has to choose a technician, load a van and promise a day.
Before anyone can answer "what's wrong with it", the desk has to know what exactly it is, because the part, the skill, the entitlement and the history all hang off the identifiers. Guess those and you find out on site, at the customer's expense and yours.

Why "just tell me the model number" fails
Every desk has tried the phone version. Ask the customer to read the plate, type what they say into the ticket, dispatch. It fails in the same handful of ways, and once you see the list you stop blaming the customer.
- Three stickers, one machine: a data plate from the manufacturer, a distributor label, an installer sticker and a service tag. The customer reads whichever they find first.
- The brand as the model: "It's a Carrier" or "it's the Atlas Copco one" is an honest answer. It narrows nothing.
- The suffix goes missing: the customer reads the model string and drops the dash number at the end. HVAC Parts Shop's model numbers guide puts it plainly: "a -1 unit may have a different circuit board than a -8 would."
- Model, serial and part number get mixed up: what arrives in the ticket is a number, and nobody can tell which one.
- The serial range matters, not just the model: on construction and industrial equipment, parts change mid-series. ConEquip says the serial lets a parts specialist "match the correct part instead of guessing from the model name alone."
- The display already reset: by the time someone asks for the fault code, the machine has been power-cycled and the screen is blank.
- The plate is unreadable: faded, painted over, or facing the wall.
A typed serial field accepts anything. A picture of the plate is the only version the desk can check. That is the whole reason to move identification from a question on a form to a capture step.
The cost of getting it wrong is well documented. Aberdeen Group, quoted by AEX, attributes repeat visits to "insufficient or incorrect parts on site (51 percent of cases), the technician lacking the correct training or experience for the job (25 percent), and insufficient time allocated to complete the work (13 percent)". Two of those three start with not knowing what the machine is.
And a failed first visit isn't one wasted trip. Aquant's 2025 Field Service Benchmark Report, built on more than 600,000 technician service records, found that "a failed first visit adds two additional visits on average, extending resolution timelines by 14 days".
The four things to capture before anyone travels
Keep the step short. Four required items and one optional context shot cover almost every machine family we've seen, from a heat pump to a packaging line.
Items 1 to 3 are photos, and the rules for getting them sharp are the same ones in our guided photo capture guide: straight on, fill the frame, no flash on a glossy plate.
Item 4 is the one everyone in the search results skips, and it's the one that needs video. A fault code is a moving target: it clears on reset, it alternates with a second code, and it comes with a beep or a relay click that tells your specialist more than the code does.
Twenty seconds of the display while the machine runs, with the customer saying out loud what they pressed, is worth more than a still taken after the fact.
Item 2 deserves its own slot even though the serial is on the plate. A serial number in a wide shot is often too small to read; a close-up isn't. When the plate is gone, the frame stamp goes in this slot instead, and ConEquip notes the number "is often also stamped directly into the frame near the same location".
Two things that look identical from the outside can carry different internal parts, and only the plate knows which one you have. That's as true for a forklift and a commercial oven as it is for a car, where the service department starts every job from the VIN plate for exactly this reason.
This works for whoever is standing there: the account holder, a machine operator, a facilities contractor, a tenant. The expertise is in the steps, not in the person filming. If you already run a pre-visit assessment, identification is the first block of it, and the one that should be mandatory.
How a guided step makes the capture reliable
Asking for "a photo of the sticker" over WhatsApp gets you four seconds of the wrong side of the unit. The difference between that and a usable case is that your team decides what gets captured, in what order, with what instruction on screen.
A guided identification flow, in practice:
- A prompt per item, with an example photo: "Find the silver plate on the right-hand side, near the pipework. It looks like this." The example photo does most of the work, because most people have never looked for the plate before.
- A scan field for the barcode: many plates carry one. The customer scans it with the frame and torch on, and can type the number by hand if the scan fails.
- Required and optional slots: the plate, the serial and the display are required. The step can't be submitted without them, and the customer sees how many required items are left.
- An instruction overlay while filming: "Keep the display in frame. Let it run until the code shows. Say what you pressed." The overlay sits on the camera view during the recording.
- Retake or use, then a reviewer retake: the customer previews and re-shoots on the spot. If the desk still can't read the suffix, it requests a retake in one click, the customer gets a fresh link, and the retake asks why.
That is what guided video capture means here: the link is only the delivery mechanism, the guidance is what makes the plate readable when it arrives. The review and retake loop is what makes it reliable on the tenth machine, not just the first.
The other half is timing. The capture is asynchronous: the desk sends the link now, the operator films when they're standing at the machine, and the reviewer looks when the queue allows. A desk with 300 open tickets can't phone 300 people to read a sticker. It can send 300 links.
I sat with a technical support desk earlier this year and watched the phone version. The caller held the phone up to the display and said "can you see that?" Nobody could. Same call with a capture link, and the code is in the case before the caller hangs up.
Two objections come up every time, so here they are.
- "Customers won't do it." They already send photos to your WhatsApp number. The difference is they now get told what to film, and nothing has to be installed: the link opens in the phone's browser, and a desktop visitor gets a QR code to continue on their phone.
- "We already have a serial field on the ticket form." A field accepts "Carrier 3 ton". A slot for a close-up of the serial line does not.

What the desk does with it: four checks before the van moves
The identification step is worth building because one capture feeds four decisions at once. Run them in this order.
- Right part: the serial-specific parts list, not the model family's. This is where a superseded number, a "left vs right", a mid-series change or the dropped suffix gets caught at the desk instead of in the bay. - Right technician: the model tells you which certification, which tooling and which technician level the job needs. Aberdeen's 25% skills-mismatch share is mostly a planning problem that a plate photo solves.
- Warranty and contract: entitlement is checked on the serial. OEM claims are filed against the machine's serial, and warranty desks want the fault code and photos in the pack; Farm Equipment covers what dealers have to document beyond "broke, fixed". A warranty claim bounced for a wrong serial is a claim you pay yourself. The same lookup tells you whether a service contract covers the call before you quote it.
- Asset history: what was done on this exact serial last time. Industrility's first-time fix explainer puts the failure well: when a technician "cannot see what was attempted on this exact serial number during the previous visit, they re-diagnose from the beginning." The same piece cites Neuron7 research that roughly 35% of replaced parts are later found to have been working.
With the plate, the serial and the running display in the case, the dispatch decision becomes a three-way call instead of a guess. Resolve it remotely, because the code and the history say it's a reset or a setting. Dispatch informed, with the part on the van and a technician who has done this model. Or ask for one more capture, which costs the customer two minutes and costs you nothing.
Two limits, stated plainly. Venta Capture doesn't diagnose anything: it gives your specialist better visual access, and they make the call. Feeding the ERP or FSM record
The capture is only useful if it ends up where the work order lives. What arrives isn't a video in an inbox; it's a case with structure.
Each submission carries a reference number in your own format, and a separate "your reference" field that holds the ticket or work-order number your system already uses. Inside the case: the photos and video, the answer to each question (was the machine running, is the code still showing), a transcript of what the customer said while filming, the timestamps, and a digital seal on the whole package. Cases remember what people forget.
From there, three routes into the record:
- Copy for the work order: every case has a "copy view link" and a "copy view link plus data for CRM" button. The dispatcher pastes the serial, the model and the link into the FSM or ERP ticket in one move.
