The call comes in at ten past four. "There's water dripping through the kitchen ceiling, it's getting worse, can someone come today?" The person on the desk asks where the bathroom is, whether the stopcock is off, and gets a "the what?" in reply.

From that, someone has to decide whether this is an emergency call-out or a slot on Thursday, which engineer goes, and what needs to be on the van. Plumbing video diagnosis before sending an engineer is the habit of seeing the job first: the customer records a short guided video on their own phone, the desk watches it, and the dispatch decision is made on what the water is doing.

This is not a video call. Nobody on your side has to be free at the moment the customer is standing under the leak. They film when they can, you review when you can, and the van leaves knowing what it is driving into.

Why "water coming through the ceiling" is not enough to dispatch on

A leak described over the phone is a symptom, not a source. A stain on a ceiling tells you where the water finished its journey, a point one plumbing firm makes well: it says nothing reliable about which pipe, joint or appliance above it is the cause.

So the desk guesses. Trade (plumber or drainage), urgency (now or later), parts (what's on the van), duration (how long to block out). Four guesses from one sentence, and every one of them is checked for the first time when the engineer opens the front door.

The numbers on how often that goes wrong are not pretty. Across 157 service organisations, the median first-time fix rate sits at 75%, with the bottom fifth at 53%, according to Aquant's 2025 Field Service Benchmark Report. One in four jobs needs a second visit. On a leak, the water keeps running while that second visit is booked.

And leaks are expensive while they run. UK insurers pay out around GBP 1.8 million a day on escape of water claims, per ABI figures, and escape of water was the single most common claim type declared by home insurance customers in 2024 at 28.63% of all claims. A truck roll that arrives with the wrong part costs more than the hour: it buys another day of water in the ceiling.

One clarification before going further. In plumbing, "video inspection" usually means a camera on a cable pushed down a drain. This post is about the other camera: the one in the customer's pocket, used before you decide whether a drain camera is even needed. The six things a plumber wants to see, in order

Ask a customer to "send a video of the leak" and you get eight seconds of a wet cupboard, filmed in the dark. Ask them six specific things, in order, with a line of instruction on each, and you get a case you can dispatch on. That is the difference guided capture makes: the plumber's checklist is built into the flow, so the customer just follows it. These six steps cover almost every domestic leak call, and each one changes a specific decision on the desk. Here they are, with the reason each one is asked.

  1. The leak itself. Ten seconds of the water: drip or flow, clear or dirty, where it is landing. This decides emergency versus planned. A steady drip into a bucket is Thursday. Water running across a floor is now.
  2. The nearest fixture or appliance. The tap, toilet, shower, washing machine, radiator or boiler it is closest to, plus a photo of any data plate or model sticker. This decides the trade and the first parts guess. A flexi hose under a basin and a leaking radiator valve are different vans.
  3. The stopcock. The flow asks the customer to find it (usually under the kitchen sink or where the mains comes in), turn it clockwise, and film whether the leak slows. If it stops, it is mains-fed. If it carries on, it is heating, waste or stored water. That single test narrows the job more than any phone conversation.
  4. Under the sink. The cupboard opened, the flexi hoses, isolation valves and trap in frame, the customer running the tap for a few seconds. Flexi hoses fail quietly and often: Suncorp reported that one in ten of its home claims in 2025 came from flexi-hose failures. If the hose is the problem, the desk knows before the van moves.
  5. The boiler pressure gauge. A photo of the reading, and a yes/no on whether it has been topped up recently. A boiler that keeps losing pressure points at a heating-circuit leak or a discharging pressure relief valve, which means a heating engineer (and a Gas Safe registered one if the boiler itself is suspect), not a general plumber with a trap kit.
  6. The drain or gully. If the water is coming up rather than down: the sink, shower or outside gully with the tap running. Standing water, a smell, gurgling from another fixture. This is the plumber-or-drainage decision, and whether jetting equipment goes on the van.

Two conditional questions sit inside that sequence. "Is water still running now?" and "Is it near any sockets, lights or the consumer unit?" A yes on either changes what the flow asks next and can trigger an email to the on-call desk the moment the case lands.

What lands on the desk is a structured case, not a loose video in an inbox: the six clips and photos in order, the customer's answers, a transcript of what they said while filming, timestamps, and your own job reference. If a step is unusable (too dark, wrong cupboard), the desk requests a retake in one click, the customer is asked why they are recording again, and the new recording is linked to the original case. The first thing the video changes is the classification, before anyone gets near a diagnosis. A plumber who has watched forty seconds of the leak can call it in one look, and that call sets everything downstream.

The last row matters. A dry stain from a leak that was fixed two months ago does not need a van. It needs a note on the file and a link the customer can use if it comes back. The right van stock

Most first-fix failures on leaks are not skill failures. They are a plumber standing in a kitchen without the 15 mm isolation valve or the right flexi hose length. Second visits, as one merchant put it in May 2026, are sometimes unavoidable on complex repairs, "but many are preventable". Seeing the fixture and the connections before dispatch turns van stock from a general guess into a job-specific pick. The engineer loads what the video showed, not what leaks usually need.

Quoting from the case

For non-emergency work, the video is also the quote. The desk can price a flexi hose swap, a new tap cartridge or a trap replacement from what it saw, and send a fixed price instead of "we'll know when we get there". A photo estimate built on a guided capture is far more reliable than one built on whatever the customer chose to photograph, because the angles and the context were asked for. And when the engineer arrives and the job is exactly what was quoted, there is no awkward conversation on the doorstep.

No-access avoided

A repeat visit has two common causes: the wrong part, and nobody home. The second is bigger than most desks admit. In HQN's December 2025 research on access to social tenants' homes, estimates of access not gained on responsive repairs first visits ranged from under 10% to 30%, and about 60% of organisations said their concern about it was growing. One housing technology firm puts an illustrative GBP 65 on every failed visit.

Capture changes the sequence. The customer shows the job when they are at home, on their own time, and the visit is booked for a slot they confirm knowing exactly what is being fixed. Fewer speculative "we'll try between eight and one" appointments, fewer doors nobody answers. The broader argument for fewer truck rolls is made elsewhere; on a leak desk it comes down to this one change in order.

When you still send someone straight away

Remote-first is not remote-only, and a video does not diagnose a leak. A plumber does. Some things in the footage mean the van moves before anyone finishes reviewing it.

  • Water you cannot stop. Stopcock seized, not found, or turned and the flow continues. Someone goes now, and the desk stays on the phone talking the customer through the outside stop valve.
  • Water near electrics. Dripping through a light fitting, pooling near sockets, or anywhere close to the consumer unit.
  • A bulging ceiling. That is a plasterboard failure waiting to happen, and it is a safety issue before it is a plumbing one.
  • Sewage coming up. Foul water backing up through a shower or a gully is a drainage emergency and a hygiene one.
  • Anything with gas in the sentence. A boiler fault plus a smell, or any gas question at all, goes to the gas emergency line first and a Gas Safe engineer second. A video of the boiler gauge is useful; it never replaces that call.
  • A hidden source. Water through a ceiling with nothing visibly leaking above it usually means pipework under a floor or behind a wall. The video confirms the visit is needed and tells the engineer which floorboards to lift, but it does not remove the visit.
  • A vulnerable occupant. An elderly customer alone, a household with young children, anyone the desk would not ask to crawl under a sink.

Notice what happens in every one of those cases: the capture still helps. It runs while the van is driving. The engineer arrives having watched the leak, seen the stopcock position and read the customer's answers, which is a better start than a ticket saying "leak, urgent". Tenant-reported leaks: the housing and property maintenance desk

The same six-step flow works when the sender is a repairs desk and the person filming is a tenant. The desk sends the secure link during the report call, or the QR code sits on the tenant portal and the repair confirmation. The tenant films the leak, the fixture, the stopcock and the rest, and the desk decides what to raise.

For social landlords in England, that decision has a clock on it. Since 27 October 2025, Awaab's Law requires emergency hazards to be investigated and made safe within 24 hours, and the guidance lists significant water leaks among its examples among those emergency hazards. A guided tenant video, timestamped on receipt, shows what the desk saw when it classified the report, and that classification is now a legal position, not an admin note. Then there is the access question. The Housing Ombudsman has been blunt about it: social housing misses about 20% of repairs appointments on average, and, in his words, "so often we see when we look at the case, actually, the landlord can't evidence it was no access. It turns out it was a missed appointment." Every capture case carries its own activity log: when the link was created, each time the tenant opened it, when the submission arrived, who reviewed it and when. That is a record, not a recollection, which is what an Ombudsman investigation asks for.

Three practical differences from the plumbing-firm version:

  • The contractor gets a view link, not a login. The desk copies a view link for the case into the work order and the contractor watches the leak before attending. No account for them either.
  • Water damage is documented at report time. Where the water damage reached on day one, recorded by the tenant, is the baseline if a claim or a dispute follows. The tenant can receive their own copy of the submission, so both sides hold the same file.
  • Completion is captured the same way. After the repair, the contractor or the tenant films the fixed joint and the dry ceiling. The proof-of-work side of field service is its own post; here it just closes the loop on the same case.

Frequently asked questions

Can a plumber really diagnose a leak from a video?

Sometimes, and that is not the main point. A visible drip from a flexi hose, a weeping isolation valve or a discharging pressure relief pipe can be called from the footage. What the video always does is decide the urgency, the trade and the parts, even when the exact source still needs someone on site.

What should a customer film when they report a leak?

Six things in order: the leak itself, the nearest fixture or appliance, the stopcock being turned, under the sink with the tap running, the boiler pressure gauge, and the drain or gully if water is coming up. The flow asks for each one with a short instruction, so the customer does not have to know why.

Does asking for a video delay an emergency?

No. The capture takes two or three minutes and runs while the desk is already deciding. Anything showing running water, water near electrics, sewage or a gas question gets a van straight away, and the engineer watches the video on the way.

Is this the same as a video call with a plumber?

What if the customer cannot find or turn the stopcock?
