That is the fault report as it reaches most service desks, and someone now has to turn it into three decisions: which technician, which parts, which day. I sat with a technical support desk on a Monday morning while they worked their queue. The tell was always the same: at some point the caller held the phone up to the machine and said "can you hear that?" That's the moment the process runs out of road, because everything the specialist needs is standing right there and the only channel is a phone line.
Customer video intake fixes the channel. The person at the fault films it, guided step by step, and your team decides with the footage in front of them instead of a sentence on a ticket.

What customer video intake actually is
Customer video intake is the step between "something's wrong" and "here's what we'll do about it." Instead of a description typed into a ticket, the customer records the fault on their phone, following the steps your team wrote, and submits it in one go.
The intake is not the video. The intake is the first decision the video makes possible. A clip of a heat pump on its own is just a file. A clip of the heat pump plus the model plate, the error code on the display, a yes/no answer on whether the outdoor unit is running, and a spoken description, all in one case, is something a dispatcher can act on.
It gets confused with three other things, so it's worth separating them:
- "Send us a video" by text: no guidance, no structure. What comes back is four seconds of the wrong side of the unit, which is why most desks stopped asking.
- A live video call: a real option for some faults, but it needs an agent free at the same moment the customer is, which turns intake into a scheduling problem.
- A support portal or app: collects the same typed description, now behind a login.

The upside is bigger than most teams expect. Picture the moment the fault report happens. The customer is standing next to the machine that stopped. The tenant is looking at the leak. The operator has the error code in front of them.
That is the only moment the capture is easy, and every step you add between the report and the recording moves the customer away from it. Ask them to install something and they're in an app store. Ask them to register and they're in a form. Offer a video call slot for Thursday and they're back at work, and the fault is either worse or intermittent by then.
The drop-off at each step is not a guess:
- Requiring an app: comScore's U.S. Mobile Apps Report found 51% of US smartphone users download zero apps in a typical month. Half your customers do not install things in a normal month, and a broken dishwasher won't change that.
- Requiring an account: Baymard Institute's checkout research puts "the site wanted me to create an account" at 18% of abandoned purchases. Those people were about to pay for something they wanted. A fault report has far less pull than a purchase.
- Requiring a live session: anyone who can't align their calendar with your agent's, which in practice means most people who work. The fault doesn't wait for Thursday's slot, and neither does the customer's patience.
Who you lose is not random, either. The customer who gives up on the app is the same one who will describe the fault badly on the phone, so the friction removes exactly the cases where video would have helped most.
The fix is unglamorous. The request goes out as a secure, personal capture link, it opens in the browser, and the customer films while they're still standing there. How a guided intake runs, from link to submit
The customer side takes a few minutes. Here is the whole sequence, as it runs in a capture flow:
- The request goes out. By SMS, email, WhatsApp or a QR code on the confirmation screen, the invoice or the machine itself. The agent can send it while the customer is still on the phone, or your ticketing system triggers it through the API when a ticket is created.
- It opens in the browser. Your logo, your colours, a contact card for the person who sent it, and a line that says exactly what the customer needs to hear: done in a few minutes, no app, no account, just film. Open it on a laptop and it shows a QR code to continue on the phone, because the camera is the point.
- The guided steps run. A scan field for the serial or asset sticker (with an example photo of where it sits and a torch for dark plant rooms). Photo slots with an example of what a good shot looks like. A video step with an instruction overlay while filming: "walk around the unit and describe out loud what you see." A yes/no question that steers the next step, so "is the outdoor unit running?" changes what gets asked next.
- Details at the end, not the start. Name and contact details are asked last, once the customer has already done the work. A declaration checkbox, submit, and a thank-you page with a copyable reference number.
Guidance is what turns "send us a video" into intake: you decide the shot list, so the customer doesn't have to guess what an expert needs. Every step runs in the customer's own language, system texts included, which matters when the person at the fault is a contractor or a tenant rather than the account holder.
Two rules keep the flow safe and honest. First, the guidance stays on the outside of the machine: the trade's own advice, in ServiceTitan's service call guide, is to have customers record from a safe distance and never open panels or reset anything, and a good flow is written the same way. Second, the video is recorded in the session, on that device, so your reviewer knows the footage is of this fault today, not a clip from the gallery.

What lands in the service desk's inbox
What arrives is a case, with the footage inside it.
A case carries the answers, the transcript and the timeline alongside the footage, which is what lets a system route it instead of a person opening it. Concretely, each submission holds:
- Your reference: a case number in your own format (prefix, digits, year), plus a separate field for the number your ticketing or work order system already uses.
- The evidence: the video and photos, with counts, each item marked as taken in the session on this device.
- The answers: every question the flow asked, with the customer's response, filterable across cases.
- A searchable transcript: what the customer said while filming, transcribed per question, so "grinding noise from the top" is text a dispatcher can search, not audio someone has to replay. See video transcript.
- The timeline: when the link was created, each time it was opened (recorded server side), when the submission arrived, and who claimed, assigned or commented on it since.
From there the team works it the way it works any ticket. A submission can be claimed before it's handled, assigned to a colleague, escalated to a manager with a reason, or annotated with internal notes only the team sees. A routing rule sends each form's submissions to the right team and can carry an SLA in hours, with notifications to everyone on the route the moment a case lands.
Two buttons carry most of the weight. "Copy view link" shares the case with a technician who has no login, so the engineer in the van sees the footage before they arrive. "Copy for CRM" pastes the case into whatever system holds the job, and webhooks or the API do the same automatically. Case management stays where it already lives.

The first decision: resolve, dispatch, or ask for more
This is what the intake is for. With the case open, the person on the desk makes one of three calls, and each of them is better than the same call made from a description.
Resolve remotely. A share of every queue is not a fault. Across the support teams using Venta Capture for intake, 23% of customer problems are solved without dispatching a technician, and 4 out of 5 issues are handled and closed the same day. Those cases were always there; the description just hid them.
Dispatch informed. This is where the money is, because a blind dispatch is expensive in a way that doesn't show on one invoice. Aquant's 2025 benchmark found a failed first visit adds two more visits on average and stretches resolution by 14 days. The same report puts first-time fix rate at 86% for top performers against 53% for the bottom group, and the gap is mostly information: knowing the model, the fault and the site before the van leaves.
Ask for more. Sometimes the twenty seconds of video shows the wrong thing, or the noise didn't perform. The answer is a retake before a truck roll. Aquant counts 14% of on-site visits, one in seven, as unnecessary; a second capture costs the customer two minutes and costs you nothing.
There's a quieter number hiding in the third row. Estimates of no-fault-found visits, where the technician arrives and can't reproduce the problem, run from one in ten to one in three service calls, according to Cranfield University research quoted by Diginomica. Video intake doesn't eliminate them, but a fault that never showed on camera is a strong hint to ask for more before booking a day of someone's time.

Where video intake doesn't help
It would be dishonest to pretend every fault fits in a phone camera, so here are the cases where the desk still needs another route.
- Intermittent faults: the noise that won't perform on demand. The capture still records the model, the code history on the display and the conditions, but the decision may still be a visit. Send the link again when it recurs and the second capture links to the first.
- Faults inside the machine: a flow must never ask a customer to remove a cover or reset a safety. If the diagnosis needs panels off, the video narrows the visit; it doesn't replace it.
- Diagnosis itself: Venta Capture doesn't diagnose anything. It gives your qualified person better visual access, and they make the call. Anyone selling automatic verdicts from a customer clip is selling something else.
